Measuring success
How success is measured
What we report on in customer experience projects. Which measures apply, and their targets, are agreed with you at the start.
What the customer sees
How likely are you to recommend us to a friend or colleague?
How it's scored
Promoters (9–10) minus detractors (0–6), from −100 to +100.
The measures we set up
We choose a measure for each journey and touchpoint. Choose one to see where we use it.
Likelihood to recommend, 0–10.
- Relationship survey
- 0–10 score
- Promoters − detractors
- Follow-up why
- Fits when
- Tracking overall loyalty over time, quarterly or twice a year.
- What it needs
- A regular survey and a process to act on the reasons given.
- The trade-off
- Simple and widely benchmarked; doesn't say which interaction to fix.
Readiness check
Are you ready for
customer experience?
Five questions, about a minute. You'll see what to settle first and a sensible starting point.
Entry criteria: Customer experience
Give each criterion a status. The gate decides from all of them.
- 1.Do you collect customer feedback today?
- 2.Do you know which journeys matter most to customers and revenue?
- 3.Can we talk to customers and frontline staff?
- 4.Is there someone who owns each journey end to end?
- 5.Is customer data connected across channels?
How to start

Start where you are. Each step ends with a decision, so you commit to the next one only when it makes sense.

- Journeys cross several channels and departments
- Feedback exists but isn't turned into action
- Customer data is scattered across systems

Questions
Common questions
about customer experience
Which measures do you set up?
NPS for the overall relationship, and CSAT or CES for individual interactions such as a support call, tracked per journey in one dashboard.
Where do we start?
With the one or two journeys that matter most to customers and revenue, mapped end to end.
Do we need new technology?
Not always. Many of the improvements we deliver are process and policy changes; we add technology where data or channels are disconnected.
How is a transformation engagement priced?
Assessments and pilots are delivered as fixed-price engagements; rollouts are usually delivered by a dedicated team, wave by wave. The free consultation ends with a plan covering scope, timeline and budget.
